The brief
Escalated calls are where new agents lose composure, skip the fact-finding and promise outcomes they can't control. The course needed a short, repeatable response that holds up under pressure and ends every call with a clear next step.
What learners can do after
- Pause before responding, and set the tone
- Acknowledge the customer's concern
- Clarify the facts before acting
- Resolve with an owner and a timeline
- Confirm the next steps before the call ends
The framework
Five steps, in the order they happen on the call. The scenario walks through each one on the agent's real console.

-

State the next step and check nothing is left.
How we built it
Agent Ana Santos takes an escalated call from Juan Reyes about a possible duplicate charge. Each step of the framework plays out in her real workflow: comparing transactions, adding notes, and opening a Duplicate Charge Review with Billing Review as owner and an update promised within 24 hours.
Dialogue bubbles and tips sit over the console, so learners hear what to say and see where it happens in the system at the same time.
